# Support Ticket Triage & Resolution: done-for-you AI automation by BufferSol

> A done-for-you ticket triage and resolution automation is an AI agent that BufferSol builds inside your helpdesk, such as Zendesk, Freshdesk or Intercom. It reads every new ticket with the customer's account and order history, sets the category, priority and language, routes it to the right team, and drafts or sends the reply for routine requests. Your agents approve anything sensitive, and every decision is logged.

## Every ticket read, routed and answered before your queue piles up

**Who it is for:** For companies whose support team handles a few thousand tickets a month or more in Zendesk, Freshdesk, Intercom, HubSpot or Salesforce Service Cloud, and whose agents spend the first part of every shift sorting the queue by hand.

### Signs you need it
- Someone on the team spends the start of every shift reading the unassigned view and dragging tickets into groups.
- Tickets bounce between tiers or teams before anyone answers them, and first response time suffers.
- The same handful of questions (password resets, invoice copies, plan changes, how-to steps) fill most of the queue.
- Your trigger and routing rules have grown so tangled that nobody wants to touch them.
- Urgent tickets from key accounts or outage reports sit behind routine questions.

## Business outcomes
- **No more manual sorting.** Each ticket arrives in the right group with category, priority, product and language already set, so agents start the shift by solving instead of sorting.
- **Routine tickets closed in minutes.** Questions with a clear answer in your help center or account data get a grounded reply right away, sent on its own or after one click from an agent.
- **Hard tickets reach the right expert with context.** Complex or angry tickets go straight to a senior agent with a summary, the customer's history and the most similar solved cases attached.

## How it works today
1. Tickets land in one unassigned view from email, web form, chat and social, with almost no fields filled in.
2. A lead agent or dispatcher reads each one, guesses the category and priority, and assigns it to a group or person.
3. The assigned agent opens the CRM, billing tool and order system in separate tabs to find out who the customer is and what happened.
4. The agent searches the help center and old tickets for the right answer, then types or pastes a reply from a macro.
5. Tickets that were routed wrong get reassigned, often more than once, while the SLA clock keeps running.
6. Team leads export ticket data to spreadsheets each month to work out what drove volume.

Hidden costs:
- Skilled agents spend a large share of each day acting as dispatchers and copy-paste clerks.
- Misrouted and reassigned tickets miss SLAs and push customers to write in again, which adds to the backlog.
- Routing rules built over years become fragile, so one change in a trigger can break another workflow.

## How it works done for you
1. The agent picks up each new ticket the moment it is created and reads the message, attachments and thread, plus the customer's plan, open orders, invoices and past tickets from your CRM, Shopify or Stripe.
2. It decides intent, product area, urgency, sentiment and language, flags duplicates of an open ticket, and writes those fields and tags back into Zendesk or Freshdesk.
3. It routes the ticket to the right group or skill queue and leaves a one-line internal note explaining why, so agents can see and correct the reasoning.
4. For routine intents you approve in advance, it drafts a reply grounded in your help center articles and the customer's own data. Low-risk categories send on their own; refunds, credits, cancellations and anything with low confidence wait for an agent to approve or edit in one click.
5. For complex tickets, it posts an internal summary: what the customer wants, what has been tried, the most similar solved tickets and a suggested next step.
6. It watches SLA timers, nudges owners before a breach, and groups a sudden spike of similar tickets into one incident with an alert in Slack or Microsoft Teams.
7. Every classification, route, draft and approval is logged with its inputs and confidence. Agent corrections are reviewed weekly and fed back into the rules and the knowledge base.

## What changes for the team
- **Support agent.** Today: Reads the queue, fixes wrong fields, hunts across four tools for account details and retypes the same answers all day. Done for you: Approves good drafts, edits the ones that need a human touch, and spends real time on the tickets that need judgment.
- **Team lead or dispatcher.** Today: Triages the unassigned view at the start of every shift and reassigns tickets that landed in the wrong group. Done for you: Reviews the agent's routing log, tunes the categories and coaches the team on the hard cases.
- **Support operations manager.** Today: Maintains a growing tangle of triggers and macros and builds monthly volume reports by hand. Done for you: Owns one clear set of intents, approval rules and dashboards, and sees volume drivers as they appear.

## KPIs we measure
- **First response time:** Baselined from your helpdesk's own reports for the 90 days before launch, then tracked weekly by channel and priority.
- **Misroute and reassignment rate:** Count of tickets whose group changed after first assignment, compared before and after launch.
- **Automated resolution rate:** Share of tickets solved by an approved or auto-sent agent reply with no reopen inside seven days.
- **Draft acceptance rate:** How often agents send the agent's draft unchanged, lightly edited or rewritten, tracked per intent.
- **SLA breaches:** Breaches per week from helpdesk SLA policies, split by priority and team.
- **CSAT on agent-assisted tickets:** Your existing CSAT survey results, compared for assisted and fully manual tickets.

## Systems it connects to
Zendesk, Freshdesk, Intercom, Salesforce Service Cloud, HubSpot Service Hub, Shopify, Stripe, Slack, Microsoft Teams, Confluence

## Guardrails
- You choose which intents can auto-send; refunds, credits, cancellations, legal and security topics always go to a person.
- A confidence threshold sends any uncertain classification or draft to a human queue instead of guessing.
- Replies only use facts from your help center, macros and the customer's own records, and the agent hands off when a customer asks for a person or the thread goes in circles.
- Every action is logged with the ticket ID, inputs, decision and approver, and kept in your own systems.
- Personal data stays in your helpdesk and CRM; payment card data is masked and never sent to the model.

## What teams say about this work
- Helpdesk admins say that getting a simple routing result often takes several separate triggers, fields and automations, and that one change can quietly break other routing, status and view rules. ([G2](https://www.g2.com/products/zendesk-for-customer-service/reviews?qs=pros-and-cons))
- Reviewers describe ticket assignment as too rigid and report tickets landing in the wrong groups as a problem they could not fix. ([TrustRadius](https://www.trustradius.com/products/freshdesk/reviews/all))
- Teams that tried an off-the-shelf support bot report wrong or made-up answers, missed details in attachments, and no handoff to a human when the customer is stuck in a loop. ([G2](https://www.g2.com/products/fin-by-intercom/reviews))
- Frontline service staff describe high contact volume and strict performance targets as daily pressure in the role. ([Glassdoor](https://www.glassdoor.com/Reviews/Amazon-Remote-Customer-Service-Representative-Reviews-EI_IE6036.0,6_KO7,45.htm))
- Zendesk's own guidance notes that letting agents pick tickets by hand from views can become hard to manage as a team grows. ([Zendesk Help Center](https://support.zendesk.com/hc/en-us/articles/4408831658650-Routing-and-automation-options-for-incoming-tickets))

## Executive Ask questions for this workflow
- Which customers waited longest for a first reply this week, and why?
- What were the top five reasons people contacted support this month, and which ones are growing?
- How many tickets did the agent close on its own last week, and how many did agents have to rewrite?

## Frequently asked questions
### Will the AI answer customers without anyone checking?
Only for the intents you approve. Most clients start with every reply waiting for an agent's click, then switch low-risk categories such as password help or invoice copies to auto-send once draft acceptance is consistently high. Refunds, credits, cancellations, complaints and anything below the confidence threshold always go to a person. You can change these rules at any time.

### Do we have to replace Zendesk or Freshdesk?
No. The agent works inside the helpdesk you already use. It reads tickets through the official API, writes fields, tags, internal notes and draft replies back into the same ticket, and uses your existing groups and SLA policies. Agents keep their current views and macros, so there is no new screen to learn and no migration project.

### How does it know our products and policies?
During setup we connect your help center, macros, internal wiki and a sample of solved tickets, then map each intent to the source it should answer from. The agent only quotes facts from those sources and the customer's own records. When it cannot find a grounded answer, it says so in an internal note and routes the ticket to a person.

### How long does it take to go live?
Most ticket triage builds go live in 3 to 6 weeks. The first part covers access, intent mapping and a replay of recent tickets so you can see how the agent would have routed and answered them. We then run it in suggest-only mode with your team before any reply is sent on its own.

### What does it cost?
Cost depends on your ticket volume, the number of channels and systems we connect, and how many intents you want automated. It is quoted after a short scoping call, where we look at a sample of your queue and agree the first set of intents. You get a fixed scope before any build work starts.
