# IT Helpdesk Automation: done-for-you AI automation by BufferSol

> A done-for-you IT helpdesk automation is an AI agent that works the repetitive part of your ticket queue inside Jira Service Management, Freshservice, ServiceNow or Zendesk. It verifies the user, resets passwords, clears lockouts, re-enrols MFA, installs approved software and answers how-to questions from your knowledge base. Anything risky or unusual goes to a technician with the diagnosis attached. BufferSol builds it, connects it to Entra ID, Okta and Intune, and logs every action.

## Password resets, lockouts and how-to tickets closed in minutes, not left in the queue

**Who it is for:** Internal IT teams and MSPs supporting a few hundred to several thousand users, where password, access and how-to tickets crowd out project work and the desk struggles to keep up after weekends and holidays.

### Signs you need it
- Monday mornings start with a pile of forgotten passwords and locked accounts.
- Technicians re-type the same answer about VPN, printers or Outlook several times a day.
- Users bypass the portal and email or message technicians directly.
- Tickets sit unassigned because nobody has time to read and route them.
- You have a self-service reset portal, but reset tickets keep coming.

## Business outcomes
- **Routine tickets closed on first contact.** Resets, lockouts, MFA re-enrolment, standard software and common how-to questions are resolved in the chat or portal where the user asked, without waiting for a technician.
- **Technicians work real problems.** The queue technicians see is smaller and already triaged, with category, priority, device details and steps tried, so they start fixing instead of asking questions.
- **Safer identity checks.** Every reset follows the same verification steps, which closes the gap that social engineers use against busy help desks.

## How it works today
1. A user can't sign in, so they call the desk, email a technician or ask a colleague to log a ticket for them.
2. A technician reads the ticket, guesses the category and asks for details the user didn't give.
3. Identity is checked however that technician usually does it, then the password is reset in Entra ID or Active Directory.
4. For software, the technician waits for a manager's email approval, then pushes the app by hand.
5. The same how-to question about VPN or shared mailboxes is answered again from memory.
6. Tickets are closed with thin notes, so reporting shows volume but not causes.

Hidden costs:
- Skilled technicians spend their best hours on resets and repeats, and burn out.
- Users lose work time waiting, especially at the start of the week.
- Inconsistent identity checks leave the desk open to impersonation.

## How it works done for you
1. A user asks for help in Teams, Slack, email or the service portal. The agent reads the request, the user's directory profile and device record, and classifies it.
2. For passwords, lockouts and MFA, it runs your verification steps (such as a push to a registered device or a manager confirmation) before acting in Entra ID, Okta or Active Directory.
3. For software, it checks the approved catalog; standard apps are deployed through Intune, Jamf or your RMM, and non-standard requests go to the manager for one-click approval.
4. For how-to questions, it answers from your knowledge base and links the article. If the article is missing or out of date, it flags it for the IT lead.
5. Everything else becomes a well-formed ticket with category, priority, affected device, error text and steps already tried, assigned to the right group.
6. Every action is written to the ticket and the audit log, and admin-level changes always wait for a technician.

## What changes for the team
- **Service desk analyst.** Today: Spends the day on resets, lockouts and repeated how-to answers, with constant interruptions. Done for you: Works triaged tickets that need skill, and reviews the agent's escalations.
- **IT manager.** Today: Can't hire fast enough to keep up with ticket volume and has little data on root causes. Done for you: Sees which issues drive demand and fixes causes, such as a flaky VPN or a confusing policy.
- **End user.** Today: Waits in a queue to get back into their own account. Done for you: Gets back to work in the same conversation, any time of day.

## KPIs we measure
- **Tickets resolved without a technician:** Share of tickets closed by the agent with no reopen within a week, tracked by category.
- **Time to resolution for resets and lockouts:** Median minutes from first message to working sign-in, compared with the ITSM baseline.
- **First-touch routing accuracy:** Share of escalated tickets that stay in the group the agent assigned.
- **Technician time on project work:** Hours logged to projects versus tickets, sampled monthly.
- **User satisfaction:** One-question survey after each ticket, compared before and after launch.

## Systems it connects to
Jira Service Management, Freshservice, ServiceNow, Zendesk, Microsoft Entra ID, Okta, Microsoft Intune, Jamf, Microsoft Teams, Slack

## Guardrails
- Identity is verified on every reset with the methods your security team picks; failed checks go to a technician and are logged.
- Admin accounts, executives and service accounts are excluded from automated resets.
- Only software on the approved catalog is installed automatically; everything else waits for approval.
- The agent runs with least-privilege service accounts, and every action is recorded in the ticket and in your audit log.
- Rate limits stop repeated resets on one account and alert security.

## What teams say about this work
- Service desk analysts describe the work as stressful, with a known routine of resetting forgotten passwords every Monday after the weekend. ([Glassdoor](https://www.glassdoor.com/Reviews/Geisinger-IT-Service-Desk-Analyst-Reviews-EI_IE12935.0,9_KO10,33.htm))
- Reviewers of service desk roles list nonstop calls with no breaks, and a desk that always feels understaffed and undertrained. ([Glassdoor](https://www.glassdoor.com/Reviews/Datacom-Systems-Service-Desk-Analyst-Reviews-EI_IE539827.0,15_KO16,36.htm))
- An industry survey found that letting users reset their own passwords did not, by itself, cut the share of tickets about password resets. ([HDI](https://thinkhdi.com/library/supportworld/2011/password-reset-practices))
- ITSM users say advanced automation and workflow setup is not user-friendly and takes trial and error, so many teams never automate past simple rules. ([Capterra](https://capterra.com/p/132997/Freshservice/reviews/))

## Delivery: live in 3 to 6 weeks
1. Week 1: discovery, access and a baseline of today's numbers.
2. Weeks 2–3: build the agents and connect your systems, with your rules and approvals.
3. Weeks 3–5: test on your real history, then pilot on live work with your team reviewing.
4. Weeks 4–6: staged go-live, training, dashboards and handover.

## Executive Ask questions for this workflow
- How many IT tickets did the agent resolve last month, and which categories still need a technician?
- Which apps or devices are generating the most help desk tickets this quarter?
- How long are employees waiting to get back into locked accounts on Monday mornings?

## Frequently asked questions
### Is automated password reset safe?
It is safer than an ad-hoc phone check when it is set up properly. Your security team chooses the verification steps, such as a push to a registered device, a one-time code, or manager confirmation. The agent follows them every time, refuses resets on admin and executive accounts, limits repeated attempts, and logs every action. Failed checks go to a technician and alert security.

### We already have self-service password reset. Why add this?
Many users never enrol, forget where the portal is, or get stuck on MFA. They end up messaging IT anyway. The agent meets them in Teams, Slack or email, walks them through enrolment or the reset, and handles lockouts and MFA device changes that portals often can't. It also covers software requests and how-to questions, which portals don't.

### Which ITSM and identity tools do you support?
We regularly connect Jira Service Management, Freshservice, ServiceNow and Zendesk for tickets; Entra ID, Okta and on-premises Active Directory for identity; and Intune, Jamf or common RMM tools for devices. MSPs can connect ConnectWise or Autotask as well. We confirm API access and permissions for your exact setup during scoping.

### How long does it take to go live?
Most IT helpdesks go live in 3 to 6 weeks. We review a sample of recent tickets to pick the categories worth automating, connect the ITSM, identity and device tools with least-privilege accounts, and agree verification steps with security. The agent then runs in suggest-only mode while technicians confirm its actions, before we turn on automatic resolution category by category.

### What does it cost?
It is quoted after a short scoping call. The quote depends on user count, ticket volume, which ITSM, identity and device tools we connect, and how many ticket categories you want automated at launch. You get a fixed-scope written quote before we start, so there are no surprises when the work begins or after go-live.
