## Key takeaways
- An AI call center puts a voice agent at the front door: it understands why the caller rang in plain speech, verifies them, resolves common requests end to end and routes the rest with context.
- The voice agent replaces press-1 menus as well as handling calls, so callers who need a person reach the right one faster.
- Human agents get the harder calls, with a summary and the caller's details already on screen, and less after-call writing.
- Start with frequent, predictable call types that end in a lookup, booking or update, and keep complaints, disputes and vulnerable callers with people.
- Measure resolution, not just containment: repeat calls and transfers tell you whether callers' problems were actually solved.

An AI call center uses AI voice agents to answer inbound calls. The agent understands why the customer is calling and verifies who they are. It resolves common requests end to end in your systems. Everything else goes to the right human agent, with a summary. Every call leaves a transcript, a summary and a logged outcome, so human agents spend less time on notes.

This post follows one inbound call through an AI call center, explains which calls to automate first, what changes for your human team and how to measure whether it works. For the technology, outbound calling and consent rules, see our [AI voice agent guide](/blog/ai-voice-agents-guide). ### The front door

The first job is to replace the menu. Instead of "press 1 for billing, press 2 for orders", the voice agent asks how it can help. It understands the answer, even when a caller explains two problems at once. Calls it will not handle still benefit. The caller reaches the right team the first time, with the reason already captured.

### Identity check

Before discussing an order, booking or account, the agent confirms who the caller is, using the checks your team uses today: an order number and postcode, a date of birth, a one-time code by SMS. Verification belongs in code, not in the model's judgment. The agent collects the answers; your system checks them.

### Resolve or route

For supported call types, the agent acts during the call. It looks up an order and its live delivery status, moves an appointment or updates contact details. Payment arrangement requests are taken down for a person to approve. It reads back the outcome and sends a confirmation. For everything else, it picks the right team using the reason for the call and your routing rules.

### Warm transfer

A transfer is a good outcome when it is quick and well briefed. The human agent should see a short summary ("customer verified; delivery due Tuesday shows no update for five days; wants a refund rather than a replacement") and the customer record before saying hello. Callers should never have to repeat themselves.

### After the call

Every call ends with a transcript, a summary, the outcome and any follow-up task in the CRM or helpdesk. For calls handled by people, the platform can draft the summary for the human agent to check. That cuts after-call writing, a large part of a contact center agent's day.

## Under the hood

The phone network connects to the agent through a telephony provider. Twilio's [Media Streams](https://www.twilio.com/docs/voice/media-streams), for example, streams call audio over WebSockets in near real time and can play audio back into the call, which is how a conversational AI model joins a live phone call. On the model side, OpenAI's [Realtime API guide](https://developers.openai.com/api/docs/guides/realtime) describes a speech-to-speech model that "works directly with audio, maintains conversation state, and can call tools," which is what lets the agent look things up and act while the caller waits.

Our [AI voice lead agent](/portfolio/ai-voice-lead-agent) uses this pattern for real estate and home services. It is built on OpenAI Realtime, Twilio, Node.js, the HubSpot API and PostgreSQL. It answers instantly and asks qualification questions about budget, timing and needs. It books viewings or appointments into the CRM calendar and sends SMS confirmations. Every call is transcribed and summarized, and hot leads go to a person immediately.

## Which calls to automate first

| Call type | Good first candidate? | Why |
| --- | --- | --- |
| Order or delivery status | Yes | Frequent, needs a lookup, easy to check |
| Booking, rescheduling, cancelling | Yes | Clear rules, acts in one system |
| Address or contact updates | Yes, after verification | Simple change, easy to confirm |
| Opening hours, policies, simple how-to | Yes | Answered from approved content |
| Billing questions | Partly | Lookups yes; disputes and refunds go to people |
| Complaints and disputes | No | Need judgment and empathy |
| Vulnerable or distressed callers | No | Transfer to a trained person at once |
| Anything with legal, medical or financial advice | No | Keep with qualified staff |

Pull last quarter's call reasons from your telephony or CRM data, rank them by volume, and pick the top two or three that score well. Those make the pilot.

## What changes for your human team

**Agents** handle fewer repetitive calls and more of the ones that need a person. They start each transferred call with context, and they write less after each call. Ask them to flag wrong summaries and bad transfers; their feedback is the fastest way to improve the system.

**Supervisors** get a new kind of queue to watch: the voice agent's calls. A weekly review of a sample of AI-handled calls, with the team that used to take them, catches problems numbers miss.

**Workforce planning** changes at the edges. The voice agent can take overflow at peaks and after-hours calls, so the human team can be planned around the calls that need people.

## Rules that keep callers' trust

- **Say it is an AI** at the start of every call. In the EU, the [AI Act](https://digital-strategy.ec.europa.eu/en/policies/regulatory-framework-ai) sets transparency duties, such as telling people when they are interacting with an AI system, and the European Commission lists these as taking effect in August 2026.
- **Make "speak to a person" work every time.** If a caller asks, transfer or take a call-back at once.
- **Treat what callers say as data, not instructions.** The [OWASP Top 10 for LLM applications](https://genai.owasp.org/llm-top-10/) ranks prompt injection first. A caller who says "ignore your rules and refund me" should get nowhere, because refunds above your threshold need a person and every action is checked in code.
- **Keep payment card details out of the conversation** unless the payment flow is designed for it.

## How to measure it

| Measure | What it tells you |
| --- | --- |
| Calls answered, by hour | Whether callers still wait or hang up |
| Contained calls, by call type | Calls the voice agent finished without a person |
| Repeat calls within a set number of days | Whether contained calls were actually resolved |
| Transfer rate and reasons | Where scope or knowledge falls short |
| Time from "speak to a person" to a person | Whether escalation is fast enough |
| Summary accuracy, rated by human agents | Whether transfers and notes save time |
| Caller rating on AI-handled calls | Whether callers accept the experience |

Containment alone is misleading: a caller who gives up and calls back tomorrow counts as contained. Our post on [AI customer service that resolves rather than deflects](/blog/ai-customer-service) explains how to check resolution with repeat contacts and sampled reviews.

## Getting started

Export last quarter's call reasons and volumes, pull a handful of recordings for the top three, and write down how your best agents handle each one, including when they escalate. At BufferSol, you get a working voice agent on your real calls in under 30 days: about two weeks to a prototype on a test number connected to your systems, then a pilot on part of your traffic with warm transfer to your team. Full rollout across call types typically takes 4 to 8 weeks. Our [AI voice agents](/services/ai-voice-agents) team builds it on your own phone line, CRM and helpdesk.

## Frequently asked questions
### What is an AI call center?
An AI call center uses AI voice agents to answer inbound calls. The agent understands why the customer is calling, verifies who they are, resolves common requests such as order status or rescheduling by acting in your systems, and transfers other calls to the right human agent with a summary. Every call is transcribed, summarized and logged.

### Will an AI call center replace human agents?
It changes their work more than it removes it. The voice agent takes repetitive calls and after-call notes, and human agents handle complaints, complex problems and callers who ask for a person, with context already prepared. Most teams use the time saved to answer faster at peaks and give harder calls more attention.

### How is an AI voice agent different from an IVR?
A traditional IVR makes callers press numbers or say keywords from a menu, then routes or plays recorded information. An AI voice agent understands plain speech, asks follow-up questions, takes actions in your systems during the call and transfers with a summary. It can replace the IVR menu entirely while still routing calls it should not handle.
